Conversation intelligence defined

Conversation intelligence is the practice of capturing, transcribing, and analyzing sales conversations — primarily phone calls, video meetings, and demos — to extract patterns that improve performance. The term covers both the technology category and the capability it enables: turning unstructured conversation data into structured insight that can be acted on.

The core premise is that sales conversations contain a significant amount of information that, when aggregated across hundreds or thousands of calls, reveals what behaviors correlate with closed deals, lost deals, objections, and customer churn. Most sales organizations capture almost none of this data systematically. Conversation intelligence tools exist to close that gap.

How it works (record, transcribe, analyze)

The technical pipeline behind conversation intelligence has three main stages:

Recording

Calls are captured either through integration with video conferencing platforms (Zoom, Google Meet, Microsoft Teams) or through telephony infrastructure. Recording must comply with applicable consent and disclosure laws, which vary by jurisdiction. Most conversation intelligence platforms handle recording consent workflows, but the legal responsibility sits with the organization using the tool.

Transcription

Audio is converted to text using automatic speech recognition (ASR). Accuracy has improved significantly over the past few years — modern ASR handles accents, background noise, and fast speech much better than earlier systems, though errors still occur and post-processing matters. Speaker diarization separates the transcript into labeled turns (who said what), enabling analysis at the speaker level.

Analysis

The transcript and audio are analyzed for a range of signals. Text analysis identifies topics, keywords, competitive mentions, and sentiment. Acoustic analysis can detect pace, filler word frequency, and other speech patterns. Structural analysis maps conversation phases — the pitch, objection handling, next steps — and scores them against defined playbook criteria. The output is a searchable, structured record of what was said and how.

What it measures

Conversation intelligence platforms typically measure a core set of metrics across calls:

Talk ratio: The proportion of time the rep speaks versus the prospect. A commonly cited benchmark is 40-60% rep talk time in discovery calls, though the right ratio depends heavily on the call type and stage.

Question rate: How many questions the rep asks and when. High-performing discovery calls tend to involve more questions and longer prospect monologues.

Objection handling: Whether objections were raised, acknowledged, and addressed — or ignored. Patterns in objection frequency can surface product gaps or positioning issues.

Competitor mentions: When competitors are brought up, by whom, and in what context. Aggregated across calls, this reveals competitive exposure.

Next steps: Whether a specific next step with a date was confirmed before the call ended — one of the most reliable predictors of deal progression.

Sentiment: Whether the buyer's tone shifted during the call, and at what point. Useful for identifying moments where the conversation lost momentum.

Post-call vs real-time (Koachly difference)

Most conversation intelligence tools operate entirely in post-call mode. A call happens, it is recorded and processed, and analysis is available hours or days later. This is useful for coaching and trend analysis — a manager can review call highlights, identify patterns across a team, and flag specific calls for discussion. The limitation is obvious: the call is over. Whatever happened cannot be changed.

Post-call call scoring answers the question "what happened?" Real-time coaching answers the question "what should I do right now?" These are fundamentally different capabilities serving different needs.

Koachly is built around the real-time layer. During a live call on Zoom, Google Meet, or Teams, Koachly analyzes the conversation as it happens and surfaces discreet tips to the rep — a suggested question, a prompt to confirm next steps, a note that talk ratio has been high for several minutes. No bot joins the call. The buyer's experience is unaffected. The rep has context-aware guidance available while staying fully present in the conversation.

Post-call analysis is also available through team analytics — aggregate data on rep performance, call patterns, and coaching opportunities over time. The two layers work together: real-time coaching changes behavior in the moment, while post-call analytics show whether the changes are sticking.

If you are evaluating conversation intelligence tools, the distinction between post-call and real-time capability is worth examining closely. See how Koachly compares to other platforms on the comparison page.

Top use cases

Conversation intelligence supports a range of applications across sales organizations:

Rep onboarding: New hires can be coached to playbook standards from their first calls, rather than learning through months of trial and error. Real-time coaching accelerates this significantly compared to post-call review alone.

Playbook adherence: Sales leaders can verify that messaging, talk tracks, and qualification standards are being executed consistently — not just in training but on live calls.

Manager coaching efficiency: Instead of listening to full call recordings, managers can work from scored highlights and specific moments flagged for review. Time spent on coaching becomes more targeted.

Win/loss analysis: Comparing calls from won deals against lost deals at scale reveals behavioral and messaging patterns that correlate with outcomes. This informs both coaching priorities and product positioning.

Voice of customer: Aggregated call data surfaces recurring themes in customer language — objections, feature requests, competitor mentions — that feed product, marketing, and customer success.
